WhatsApp agent or chatbot: what is the difference?

A WhatsApp chatbot follows a script: menus, buttons and keywords, the same path for everyone. A WhatsApp agent reads what a customer writes in their own words, works out what they mean, and acts within rules you set, handing to a person when it should. If your customers' questions are few and predictable, a chatbot is enough; if they write in their own words about their own problems, you need an agent.

"We want a chatbot on WhatsApp" can mean two very different things. Before you ask anyone to build one, it helps to know which you mean, because they cost different amounts to build, behave differently with customers, and fail in different ways.

A chatbot follows a script

A chatbot is a decision tree. It greets the customer, offers a menu ("Reply 1 for opening hours, 2 for the menu"), and follows the branch they pick. It can recognise a few keywords. Every customer walks the same paths, and anything off the path gets "Sorry, I did not understand."

That is not a weakness when the questions really are fixed. Opening hours, branch addresses, order status, a link to the menu: a script answers those perfectly, every time, and it is simple to test because you can read every path it can take.

An agent reads what people write

An agent uses a language model to read what the customer actually wrote, in their own words and their own order, and work out what they mean. Then it acts within rules you set: what it may answer, what it must ask, what it must hand to a person, and what it must never do.

That is what you need when customers describe problems rather than pick options. "Two of our four shops keep running out of the best-sellers" is not a menu choice. An agent can ask the right next question, note the answer, and hand a person a short written summary instead of a long chat to scroll through.

How to tell which you need

  • Read your last fifty chats. If most are the same five questions, start with a script. If most are people explaining something, you need an agent.
  • Count the hand-offs. If nearly every chat ends with a person anyway, an agent that gathers the details first saves the most time.
  • Think about the hours. Both can answer at night. Only an agent can take a real enquiry at night and have it ready for a person in the morning.

What a good agent never does

Whoever builds it, these are the rules we hold our own to:

  • It says it is an AI. Workzap pi, our own agent, says so in its first message, and again whenever it is asked.
  • It does not take money in the chat. Payment happens outside the conversation, never inside it.
  • It has one job. An agent with one job can be tested. An agent with nine cannot.
  • A person can read back what it said, and a person has the final say.
